Support writing / SELF-INITIATED PRACTICE

A good reply moves things forward.

A practice response pack for Daylight Supply, a fictional shop for everyday desk and home goods. Each reply connects a customer concern to a clear policy and a practical next step.

Fictional brand: Daylight SupplyFormat: Six support scenarios

THE CHALLENGE

Make the next step clear.

Customers often contact support because information is missing, an expectation has not been met, or they do not know what to do next. A useful reply needs to address both the concern and the action required.

THE APPROACH

  1. Start with the specific concern instead of a generic apology.
  2. Check the relevant fictional policy before offering a resolution.
  3. Give the customer one clear next step and explain any timing or cost.
  4. Separate the customer-facing reply from internal follow-up and escalation notes.

EXPLORE THE WORK

Six moments. A thoughtful response to each.

01

Where is my tracking link?

THE CUSTOMER’S MESSAGE

I placed an order yesterday for a desk organiser, but I haven’t received a tracking link. Has it been sent?

THE RESPONSE

Thanks for checking on your order. Orders are usually dispatched within two business days, and we email your tracking link as soon as that happens. Your order may still be within that dispatch window. Please check your spam folder for the dispatch email too. If more than two business days have passed since you ordered, send your order reference through our support channel so we can check its status. Once you have a link, allow up to 24 hours for the first carrier scan to appear.

Policy behind the reply

Dispatch normally takes up to two business days. A tracking link is emailed at dispatch, and the first carrier scan can take up to 24 hours.

Behind the scenes

Do not claim the order has dispatched without checking it. If the customer follows up after the dispatch window, verify the purchase date and fulfilment status before giving an update.

02

A delivery has missed its estimate

THE CUSTOMER’S MESSAGE

My order was dispatched six business days ago and it still hasn’t arrived. The tracking hasn’t changed for two days.

THE RESPONSE

I’m sorry your order hasn’t arrived within the estimated delivery window. Please send your order reference through our support channel so we can check the tracking and ask the carrier to investigate if needed. Once that investigation starts, you’ll receive a progress update within two business days, even if the carrier is still looking into it. We’ll share a confirmed delivery update as soon as one is available.

Policy behind the reply

Estimated delivery is three to five business days after dispatch. Support investigates overdue deliveries and provides an update within two business days of starting a carrier investigation.

Behind the scenes

Verify the dispatch date and latest carrier event. Check whether an investigation already exists before opening another. Record the next update deadline; do not invent a delivery date or interpret a stalled scan as proof the parcel is lost.

03

An unused item is not the right fit

THE CUSTOMER’S MESSAGE

The desk tray arrived 12 days ago. It’s unused and still in its original packaging, but it’s too large for my desk. Can I return it?

THE RESPONSE

Thanks for explaining. Based on the timing and condition you’ve described, your desk tray appears to meet our change-of-mind return requirements. Please send your order reference through our support channel so we can confirm eligibility and provide the return instructions. Return postage is your responsibility for this type of return. Please wait for those instructions before posting the item. Once an eligible return reaches us, we inspect it and issue the refund within two business days; your payment provider may then take another five to ten business days to display it.

Policy behind the reply

Unused goods in their original packaging can be submitted for a change-of-mind return within 30 calendar days of delivery. The customer pays return postage and waits for return instructions.

Behind the scenes

Confirm delivery date, item condition, and order details. Explain the postage cost before the customer sends the item. Do not treat the customer’s description as completed inspection or promise a refund before eligibility is confirmed.

04

A returned item, but no visible refund

THE CUSTOMER’S MESSAGE

My return tracking says you received the parcel three business days ago, but I can’t see a refund in my account. What’s happening?

THE RESPONSE

I understand why you’re checking. We normally inspect eligible returns and issue the refund within two business days of receiving them. Please send your order reference and return tracking reference through our support channel so we can check whether your refund has been issued. If it has, we’ll confirm the issue date; your payment provider may take a further five to ten business days from that date to show the funds. If it has not, we’ll raise the delay with the returns team and give you an update.

Policy behind the reply

Eligible returns are inspected and refunded within two business days of receipt. The payment provider can take a further five to ten business days to show the funds after the refund is issued.

Behind the scenes

Check warehouse receipt, inspection, eligibility, and payment status separately. A carrier delivery scan does not confirm a refund. If the internal processing window was missed, escalate it; do not tell the customer to wait for bank processing unless the refund was actually issued.

05

An item arrived damaged

THE CUSTOMER’S MESSAGE

My ceramic pen cup arrived today with a crack down the side. I was looking forward to using it. Can you help?

THE RESPONSE

I’m sorry your pen cup arrived cracked. Please send your order reference and clear photos of the cup and its packaging through our support channel so we can review the damage. Once it’s confirmed, we can arrange a replacement at no extra cost if stock is available, or a refund. Please keep the packaging and wait for our instructions before returning anything. If a return is needed, we’ll provide a prepaid label.

Policy behind the reply

Damage should be reported within seven calendar days with an order reference and photos. Confirmed damage qualifies for a free replacement if available or a refund. Any required return is prepaid.

Behind the scenes

Record the delivery date and review the photos. Check replacement stock before offering a specific dispatch date. If a return is required, arrange the prepaid label; do not apply change-of-mind postage costs to confirmed delivery damage.

06

A customer has already asked twice

THE CUSTOMER’S MESSAGE

This is my third message. My order was dispatched nine business days ago, and every reply just says to wait. I need someone to actually look into it.

THE RESPONSE

I’m sorry you’ve had to contact us three times without a useful update. You’re right to expect a clear next step. Please send your order reference through our support channel if it isn’t already in this conversation. I’ll review the earlier messages and any existing carrier investigation, then escalate the unresolved case to a senior support colleague. We’ll confirm what has been checked and when you’ll hear from us next. If a new carrier investigation is needed, you’ll receive a progress update within two business days of it starting.

Policy behind the reply

An overdue delivery needs investigation. Repeat unresolved contacts are escalated to a senior support colleague. A progress update is due within two business days of the carrier investigation starting.

Behind the scenes

Read the history before requesting information the customer has already supplied. Escalate the repeat unresolved contact and check whether a promised update was missed. Keep an existing investigation’s deadline; starting a new thread must not reset the customer’s wait.

The fictional store’s policies

Daylight Supply is a fictional shop selling everyday desk and home goods. All policies, messages, and order situations were created for AI-assisted practice. No real customers or business results are represented.

Business days

For these examples, business days are Monday to Friday, excluding public holidays. All delivery and processing times are estimates unless explicitly stated otherwise.

Dispatch and tracking

Orders are normally dispatched within two business days of purchase. A tracking link is emailed at dispatch; the first carrier scan may take up to 24 hours to appear.

Delivery and delays

Estimated delivery is three to five business days after dispatch. If that window has passed, support checks the order and opens a carrier investigation where needed. The customer receives a progress update within two business days of the investigation starting, even if there is no final answer. Repeat unresolved contacts are escalated to a senior support colleague. A specific delivery date must not be promised without confirmation.

Change-of-mind returns

Customers can request a return within 30 calendar days of delivery for unused goods in their original packaging. Support confirms eligibility and provides instructions before the item is sent. The customer pays return postage for a change-of-mind return.

Refund timing

Eligible returned items are inspected and the refund is issued to the original payment method within two business days of receipt. After issue, the payment provider may take another five to ten business days to show the funds. Support verifies the actual return and refund status before confirming either to a customer.

Damaged deliveries

Customers should report delivery damage within seven calendar days of receipt, with an order reference and clear photos of the item and packaging. Once the damage is confirmed, support offers a replacement at no extra cost if stock is available, or a refund. Support provides a prepaid return label if a return is needed; the customer should wait for instructions before sending the item. Reports outside the seven-day window are referred for individual review.

Customer information

Support requests an order reference through the store’s private support channel and asks only for information relevant to the issue. Customers are never asked for passwords, one-time codes, or full payment-card details. The portfolio itself is not a store support channel.

WHAT THIS EXPLORES

Small details. Better support.

  • A clear next action is more useful than reassurance without a plan.
  • A response should distinguish what the customer reported from what support has verified.
  • Progress updates matter even when the underlying issue is still being investigated.
